SUP-05 — Managing incidents, problems and escalations in an enterprise IT environment

Structured management of incidents, requests, problems and escalations: prioritization, technical-team coordination, resolution documentation and management information, explicitly distinguishing ServiceNow work at MCN from coordination at La Poste du Burkina Faso.

Recruiter summary

SUP-05 presents enterprise support operations: incidents and requests, prioritization, escalations, technical-team coordination, problem management, solution documentation and management information. At the MCN, ServiceNow practices and intervention documentation are documented context. At La Poste du Burkina Faso, an organization with 119 agencies, the case study highlights distributed support and technical coordination — without claiming ServiceNow was used there.

Confidentiality and scope. Workflows and examples are generic ITSM models. No real ticket, user, support group, SLA, historical metric or organization data is published. Ticket, knowledge-base and dashboard examples are entirely fictional and synthetic.

Organizational context, objectives and responsibilities

Enterprise support must restore service while retaining information usable by teams, users and management. Poor priority, late assignment or undocumented resolution raises recurrence and unnecessary escalation risk. The objective is qualified information: impact, urgency, symptom, scope, diagnosis, owner, workaround, resolution and validation.

ContextPractices presentedExplicit limit
MCN, QuébecIncident/request management, prioritization, escalation, documentation and tracking in a ServiceNow contextNo internal flow, ticket or MCN metric is reproduced
La Poste du Burkina Faso — 119 agenciesTechnical-team coordination, support and information flow across sitesNo claim that ServiceNow or a named tool was deployed

Documented responsibilities: incident and request management; prioritization; escalation; technical-team coordination; problem management; solution documentation; and production of management information.

Diagram A — Incident lifecycle

Mermaid ITSM incident lifecycle: report, record, categorize, prioritize, assign, diagnose, escalate when needed, resolve, validate and close.
From report to controlled closure. Each stage establishes information quality before the next; closure follows resolution and validation. Open Mermaid-exported SVG
TypePurposeGeneric example
IncidentRestore degraded or unavailable serviceA user cannot access an expected application
ProblemIdentify and treat the cause of one or more incidentsSimilar incidents require root-cause analysis
RequestProvide a standard service or information itemAn access, equipment or information request through an authorized catalog

Categorization guides assignment, knowledge search and recurrence statistics. Priority is assessed through impact and urgency; actual matrices, thresholds and SLA targets are organization-specific and are not inferred here.

Diagram B — L1/L2/L3 escalation

Mermaid escalation diagram: user, service desk, L1, L2, L3, specialist teams and vendor when relevant.
Escalate with useful diagnosis. Functional escalation transfers the ticket to appropriate expertise; hierarchical escalation may support priority, communication or resource decisions. Open Mermaid-exported SVG
EscalationTriggerInformation transferred
FunctionalExpertise, rights or component outside current scopeSymptom, impact, urgency, completed checks, non-sensitive evidence and precise ask
HierarchicalRisk to target, priority arbitration or wider communicationState, risk, options, dependencies and required decision
VendorExternal product/service involved under contract or processMinimum authorized technical details, case reference and follow-up

Diagram C — Problem management

Mermaid problem-management diagram: recurring incidents, analysis/grouping, identified root cause or documented hypothesis, workaround, permanent correction, knowledge article and recurrence tracking.
Treat recurrence, not only the latest symptom. A documented workaround can stabilize service while permanent correction is analyzed, planned and tracked. Open Mermaid-exported SVG

Root-cause analysis is not a guess. It can draw on events, recent changes, reproducible conditions, dependencies and available knowledge. When the cause is unconfirmed, hypothesis, limits and workaround are documented as such.

Diagram D — Team coordination

Mermaid team-coordination diagram: users, ITSM management, IT support, infrastructure, network, IAM and cybersecurity. Teams return information through ITSM management, which communicates state to users.
A ticket as coordination point. ITSM centralizes state, ownership and communication while specialists contribute in their domains. Open Mermaid-exported SVG

Documentation and knowledge base

A useful resolution is reusable: it states symptom, scope, prerequisites, checks, authorized steps, expected outcome, any rollback and escalation criteria. A knowledge base reduces repeated diagnosis while avoiding publication of sensitive information.

Fictional incident record

Reference : INC-DEMO-0042
Category : Application access
Impact / urgency : Low / medium — fictional values
Priority : Calculated through an illustrative matrix
Symptom : User cannot open the demonstration application.
Checks completed : Account identified; basic network access checked; relevant log reviewed.
Assignment : Fictional L2 support
Resolution : [EXAMPLE] Validated correction under procedure, then verification.
Validation : Access confirmed by fictional user.

Fictional knowledge-base article

Title : Initial diagnosis of unavailable application access
Audience : Authorized support
1. Qualify message, scope and impact.
2. Check visible prerequisites and relevant procedure.
3. Search known incidents/problems without exposing data.
4. Apply only an approved documented workaround.
5. Record outcome; escalate with required evidence if unresolved.

Illustrative dashboard — synthetic data

The following are possible measurements, not MCN or La Poste statistics.

Illustrative indicatorSynthetic valueManagement use
Tickets created48Observe incoming load for a fictional period
Resolved at first level31Identify knowledge-base / shift-left potential
Escalated12Track expert need or complex incidents
Open problems3Follow recurring causes under analysis
MTTR5 h 20Measure mean restoration time under an agreed definition
SLA met92%Measure achievement against an organization-defined target

MTTR, SLA achievement and recurrence are useful only when scope, period, calculation rules and data quality are defined. They are never inferred from a workflow example.

Demonstrated skills and limits

AreaDemonstration
ITSM / ITILIncident, problem and request distinction; lifecycle and prioritization
ServiceNowIncident/request management and documentation in the documented MCN context
N2/N3 supportQualification, diagnosis, functional escalation and resolution validation
CoordinationStructured communication with support, infrastructure, network, IAM, cybersecurity, users and ITSM management
Problem managementRecurrence, analysis, workaround, durable correction and follow-up
DocumentationReusable resolution records, knowledge articles and management information
  • Documented work covers incidents/requests, prioritization, escalation, coordination, problems, documentation and management information.
  • Four diagrams are generated from Mermaid sources and exported to SVG.
  • ServiceNow practices are assigned to MCN context; multi-site coordination is distinguished for La Poste du Burkina Faso and its 119 agencies.
  • Tickets, articles, dashboard values and indicators are fictional; no historical statistics are claimed.
